Emotional Loyalty Score - ELS
The intelligence behind emotional loyalty
1. Emotional Loyalty Score (ELS)
The Emotional Loyalty Score (ELS) dashboard moves beyond traditional transactional metrics (Recency, Frequency, Monetary value) to diagnose the true emotional commitment, behavioral trajectory, and brand affinity of your customer base.
Summary
- The ELS is a QUALITY index measuring your loyalty engagement
- Active Profiles are those that can have a score because they are engaging (not all of your base is active). If they are not Active they can be Cooling, Dormant (medium term engagement) or completely inactive but still part of your customer base (need to re-engage)
- The goal is to micro-segment your customers to target them accordingly
- Medium term STATE: First use Lifecycle State as this is more medium term and can identify if the customer is shopping recently, browsing recently, inactive for a short period or inactive for a long period of time.
- Medium term QUALITY: The ELS Label is defined by each customer's position on the Spend x Love matrix and reveals the medium term quality of their engagement. Someone who is a Lifecycle State "Engaged Browser" because they have engaged recently could be a Ghost if that engagement is not good enough. Alternatively, a buyer could be a "Mercenary", if they just buy but don't engage, or an "Advocate", if they do both.
- Short term: The Momentum is only relevant for the last few weeks and it covers a small amount of your entire customer base. It is a good finger in the pulse for where these people will go.
- The combination of these 3 categories with your internal TIERS or LOCATIONS create the possibility of micro-segmentation at scale.
Core Pillars & Diagnostic Views
A. Executive Health & Global Slicers (Section 1)
- Emotional Loyalty Score (0–100): A blended benchmark reflecting non-transactional brand engagement, retention resilience, and community advocacy.
- ELS Active Profile Window: Dynamic tracking of active customers against cooling and dormant thresholds tailored to your industry buy cycle (e.g., Hospitality, Omni-Retail, Online Retail).
- Location / Venue Filter (Global Slicer): Real-time segmentation across individual physical stores, restaurants, or regional sales channels. Customers in the active window are assigned to a venue based on their latest visit or order.
B. Lifecycle State Diagnostics (Section 2)
- Engaged Browsers: Customers showing high digital, visit, or browsing engagement who have not yet reached high transactional frequency.
- Cooling & Dormant: Customers who have exceeded the median re-order cycle window and are at risk of disengaging.
- Customers to Re-Engage: The actionable cohort of disengaging customers with prior high engagement who represent immediate win-back potential.
C. Customer Tier Distribution (Section 3)
- Real-time breakdown of your customer volume and revenue contribution across value tiers (e.g., Bronze, Silver, Gold / VIP).
D. Strategic Segmentation & Behavioral Filters (Section 4)
- Spend x Love Matrix: Cross-analyzes revenue contribution (Spend) against non-transactional engagement (Love) into actionable archetypes:
- True Fans / Champions: High spend + High love.
- Cheerleaders: Low spend + High love (strong conversion potential).
- Mercenaries: High spend + Low love (discount-sensitive, retention risk).
- Neutrals / Sleeping: Low spend + Low love.
- Lifecycle State: Granular segmentation across Active, Cooling, and Dormant cohorts.
- Momentum Trend: Identifies whether an individual's behavioral velocity is trending Up, Flat, or Down before they cross into dormancy.
